Quality Assurance Analyst & Coaching
plays a critical role in ensuring high service quality, compliance, and continuous performance improvement across customer interactions. This role focuses on monitoring and evaluating customer engagements, delivering data-driven insights, coaching agents, and driving process enhancements while supporting the responsible adoption of AI tools.

Key Responsibilities

Quality Monitoring & Evaluation

  • Review customer interactions across calls, chats, and digital channels to ensure compliance with policies, regulations, and service quality standards.
  • Evaluate agent performance against defined KPIs and quality benchmarks.
  • Identify performance trends, gaps, and recurring issues to support continuous improvement.

Coaching & Development

  • Provide clear, actionable, and timely feedback to agents through structured coaching sessions.
  • Design and deliver individualized and group coaching programs aligned with business objectives.
  • Maintain and enhance a best-practice interaction library to support ongoing agent development.

Data Analysis & Reporting

  • Analyze quality and performance data using Excel, PowerPoint, and other analytical tools.
  • Produce qualitative and quantitative reports, dashboards, and insights for management review.
  • Translate data findings into practical recommendations to improve service delivery.

Process Improvement & Compliance

  • Recommend enhancements to processes, policies, and scripts based on quality findings.
  • Ensure adherence to internal procedures, regulatory requirements, and industry best practices.
  • Maintain accurate and comprehensive documentation of evaluations, coaching sessions, and corrective actions.

AI Utilization

  • Leverage approved AI tools to improve monitoring efficiency and coaching effectiveness.
  • Support the responsible, ethical, and compliant adoption of AI solutions within the team.
  • Continuously evaluate AI-driven insights to enhance quality outcomes.

Technical Coaching Competency

  • Demonstrate strong technical coaching capabilities, enabling agents to improve both soft skills and technical knowledge.
  • Support agents in understanding products, systems, and compliance requirements.

Collaboration & Stakeholder Engagement

  • Partner with operations, training, and leadership teams to align quality initiatives with business goals.
  • Share insights and recommendations with stakeholders to drive service excellence.
  • Support cross-functional initiatives aimed at improving customer experience and operational efficiency.

Qualifications

  • 3–4 years of experience
    in Quality Assurance, Quality Monitoring, Coaching, or a related role.
  • Proven experience in reviewing customer interactions and delivering performance feedback.
  • Strong analytical and reporting skills with proficiency in
    Excel and PowerPoint
    .
  • Experience working in customer service, contact center, Insurtech, fintech, or financial services environments is preferred.
  • Strong communication, coaching, and stakeholder management skills.
  • Experience using QA tools and familiarity with AI-assisted quality monitoring is an advantage.
